The Personal Touch in a Digital World: Why Outbound Calls Still Matter [THA 447]

This episode explores how today’s top automotive shops are transforming their business by taking a proactive approach—reaching out to customers instead of waiting for the phone to ring.

You’ll hear strategies to overcome common service advisor objections, such as “cold calling feels pushy” or “I don’t have time,” supported by Dan Taylor’s compelling data showing that just 10 calls can generate 2 appointments. We’ll break down the different types of high-impact calls, thank you calls, deferred work reminders, and even simple “we miss you” check-ins that strengthen relationships and keep customers engaged. Plus, learn why tailoring outreach—whether by call or text—based on each customer’s preference ensures communication feels genuine, not generic.

This conversation reveals why outbound calls aren’t just a task, but a growth opportunity. In an increasingly digital world, it’s the personal touch that builds trust, sets your shop apart, and keeps customers coming back. Don’t wait for loyalty, create it.

Move from But or However to NOW.

Guilty, Your Honor, as Charged.

‘But’ is a staple word that we use all the time. It shouldn’t be.

Rod Olson, Dan Taylor, and I, in a recent episode titled: “Speaking Greatness Into Your People,” Episode 889, hammered some hot topics about recognition, language, and teachable moments. A highly recommended episode for all leaders, HERE.

Rod is a highly qualified coach and teacher and so much fun to talk to (he has coached the Navy Seals). I learned much from Rod and Dan and always get inspired listening to them. In that episode, Rod tells us why we should not say ‘But’ or ‘However’

The choice of words can make or break a message, and sometimes, a small tweak can have a significant impact. One such tweak that can transform is moving from the word “but” or “however” to the powerful word “NOW.”

Words count. “But” and “however” are commonly used to introduce contrasting ideas or arguments. While they serve their purpose, they can also create a sense of hesitation or delay in delivering your message. On the other hand, using the word “NOW” brings immediacy and urgency.

This is a lesson I need to practice over and over. I need to trigger the word but in my mind and pause before I say it and use the word NOW. It may work for you.

As Rod explains, by replacing phrases like “but,” and “however,” or even similar transitional words with “NOW,” you create a sense of action and promptness. This change in tone can cause people to take action instead of weighing the options with the words ‘but’ and ‘however.’

Think of the power on your sales counter: Instead of saying, “We understand your problem; however, here’s how we can help,” show immediate resolution by saying, “We understand your problem! NOW let us provide you with a solution.”

Remember, the power of “NOW” lies in its ability to inspire immediate action. So, let go of hesitation and embrace the power of this transformative word. Start using “NOW” to captivate your people and your customers to be more in the present with positive actions vs ‘buts’ and ‘howevers.’

I will work on this!

Building Strong Relationships: The Importance of Old School Values in Leadership Coaching

Leadership coaching has come a long way from the old school methods of intimidation and shaming to motivate people. Rod Olson, an author, speaker, and executive coach, discusses the importance of old school values, such as discipline, respect, honor, loyalty, and hard work, in leadership coaching, but combined with new school methods and approaches. Rod and Dan Taylor, a senior business advisor, stress the need for emotional intelligence, empathy, vulnerability, and creating a psychologically safe environment for employees to ask questions and give their opinions without fear of retribution.

Leadership coaching is an ongoing process that requires a mentality of continuous learning and development. It is about balancing discipline with relationship-building, empowering the next generation, and working oneself out of a job as a leader. As Rod and Dan emphasized, leadership coaching is about living life to the fullest and keeping the big picture in mind.

The Power of Transformational Coaching [THA 242]

Employee reviews: We’ve all been there. You get called into your boss’s office and get graded on your performance over the past year. It can be easy to forget your review once you leave the office. Out of sight, out of mind. Isn’t it time to change that mundane process? In this episode my panel discusses a transformational approach for owners to deepen their relationship with their employees. Let them be a part of your business and see how it can flourish. We are talking Transformational Coaching.

Patrick McHugh always tinkered with ‘stuff’. His dad bought an ’85 BMW. They learned all about that car together. A friend, Eric, had a lift and was a BMW person who helped Patrick and his dad learn everything about the CAR.

At 15 years old he started working in an airport, doing odd jobs, to earn credits to learn to be a pilot. He soloed at 16 years old. The day before college he got his pilot’s license

Patrick attended Purdue University where he studied aeronautical technology. He kept flying and earned his instrument license and became an instructor. He loves to teach.

As fate would have it, he became a pilot upon college graduation from Trans State Airlines a regional carrier for United. He was based in Richmond Virginia. With normal pilot downtime, he continued to tinker with BMW’s.

He discovered that being a pilot was not for him, so he went into avionics and shade tree work at home. There were too many cars in the driveway, so he had to decide to stop or go into business.

Bimmer Rescue was created in 2008 in Richmond Virginia and generates a big portion of its business through referrals. They earn their business through their professional service and attention given to each customer.

Patrick’s goal is to develop a relationship with BMW, Mini, Audi, and Volkswagen owners that allows them to get the maximum amount of value from their vehicle rather than buying a new one. Listen to Patrick’s previous episodes HERE.

David Askwith, Managing Director, Auto Stream Car Care, MD. David oversees all of the daily sales, operations, personnel and marketing functions. Responsible for six locations, with 39 bays and annual revenue of 9.4 million dollars. Responsible for 11 direct reports with a company of 53 employees.

Jon Kloosterman, Director of Operations WestSide Auto Group, Zeeland, MI, 3 Locations. Jon started in the Automotive Industry in 2008 as a General Service Technician for Westside Auto Group. In 2012 he became a full time Service Advisor as Westside Auto Group expanded their original location from 3 to 7 bays. He has been part of Westside Auto Group’s growth process holding Manager positions in multiple locations. In 2020 he became the Director of Operations for what is now a 3 location operation that serves communities in West Michigan. He holds multiple ASE Certifications and has had the opportunity to serve on multiple different panels in West Michigan’s Independent world.

Key Talking Points

Transformers Institute- Dan Taylor stood on a table about “Transformational Coaching”

Annual emotional intelligence review- what are your accomplishments? What are your misses? What do you want to do better? Obtain their feedback and learn about the goals they want to achieve. All-encompassing. “Sitting on the same side of the table together.” Employees feel a part of the business processes/procedures. Ownership of their own growth. Let people write their own story, this will be the easiest path for them and you. Don’t push a square peg round hole. Leaders encourage feedback.

Practicing active listening: “Unpack” what people say. Get used to saying, “What did you mean when you wrote XYX” or “Can you please expand on this statement.” Listening doesn’t always mean you sit quiet, you also guide them along the way.

As an owner take notes and start the employee on their goal paths.

Goal posters- dreams and visions. Walk alongside your employees.

Believe it will work before you implement it. Listen to what your coaches and coaching groups are saying. Start with the employee you’re most comfortable with first.

“Write your own story” to grow in the shop

Frank Scandura - 20 Questions in 30 Minutes [RR 595]

I’m with Frank Scandura of Franks European. Frank Scandura shares his business acumen and offers insights and trends on leadership as a business coach. Here is his 20 Questions in 30 Minutes Episode.

This episode emphasized Frank’s philosophy on making mistakes and how you handle them sets you apart from the rest. Some customers make unreasonable demands. You must be able to handle them even if telling your customer you are not taking them. We had a great time with this interview.

Key Talking Points:

If I had all the money in the world, what would you buy?Security for family. Becomes more important as time goes on. 3 out of 4 kids have already taken Dave Ramsey’s 7 Baby Steps- Make a monthly budget

Is it easy to say ‘I Don’t Know.’Yes, but you have to practice. It’s okay to not know everything, simply say “I’m not sure, let me do some research and get back to you.”

Do you see obstacles not as roadblocks but as opportunities?,Opportunities all the time. Anticipate roadblocks and play the “what if” game to solve the problem.

Do you have a strong intuition? Do you listen to it?Yes and act on your gut feeling. Trust your inner intuition and spouse’s intuition.

Your biggest learning moment?Used to let temper get the best of him and think he was the one that built business. Realized business would be nothing without the people around him. Humbling moment.

What are you doing to put the Customer first in your business?Putting employees first. If you treat employees right (training, tools, expectations) they in turn treat customers right.

A special strategy to build a strong reputation?Follow your morals, values and integrity. Do not tolerate anything else.

Recently fired a customer? The reason? Some customers make unreasonable demands. Everyone makes mistakes, it’s how you handle them that sets you apart. Politely tell the customer “I’m sorry but this is not the right shop for you.”

What impact does technology have on your business? If you’re not digitally savvy now, it might be too late. Need to capture as much data as possible. Have to have digital dispatching, reporting, inspections etc. Be ready for the changing technology in cars.

What is the latest book you read? Big take-a-way“Leadershift” by John Maxwell- making those around you leaders, shift how you lead to let them become leaders.

How much training per year do you get?Watches video series for Transformers Institute, John Maxwell training, reads everyday and has daily devotions. Hobby is woodworking and continues to learn about that as well.

Ever had a mentor?Jim Murphy, Dan Taylor, Greg Bunch

Share a Gross Margin HackLearn what gross margin is first. Don’t be afraid to charge what you’re worth. Can’t manage what you can’t measure.

Last labor rate adjustment?$30/hr since last August this year. Parts are becoming harder and harder to get margins on. Wanted to improve bonus structure and improve the bottom line.

Share a car count idea?Stop going for more car count, make every car count more. Every car needs a thorough written inspection. Every discovery needs to be estimated. 100% of the estimate needs to be presented.

How long ago did you update your website?Last month- complete revamp of site, chat bot

The most recent update to your processes/systemConstantly updating! Only way you can successfully do that is by having communication with the team in regular meetings.

Are you paperless? When did you go?6-7 years ago- saw the need for it a long time ago with streamlining technician writing in abbreviation and wrong parts got ordered.

Name something you tried that didn’t work?Hybrid battery rebuilding- learned that instead of needing to be the “first” for everything, can take a step back and wait before jumping in.

What is your dream car? Do you own it?Don’t currently but owned it twice- mercedes high performance 2 door CLK63 AMG Convertible. Sold it in town- a new customer knew it had an oil leak that would be fixed during the first oil change, turned out it had to be pulled out to be fixed. Frank bought the car back from the owner. Sold it a year later.
